Pied Piper's second annual Service Scheduling Effectiveness study checked something most dealerships assume works fine until a customer proves otherwise: can someone actually book a service appointment without giving up?
The Numbers That Set the Bar
VW dealers came out on top with a Service Scheduling Effectiveness score of 73 out of 100. Volvo followed at 71, with Acura, BMW, Mazda, and Nissan bunched at 70.
Metric | Industry Average | Range |
|---|---|---|
Website scheduling failures | 5% | Under 1% to 31% by brand |
Callers unable to book | 16% | Some brands over 25% |
Time to reach an advisor (dealer) | 66 seconds | vs. 38 seconds at independents |
AI-to-human transfer failures | ~33% | Voicemail, disconnects, endless hold |
Pied Piper's Cameron O'Hagan put the takeaway plainly: "Top-performing brands and dealers remove friction."
The Part That Should Actually Bother You
A third of AI handoffs failing isn't a rounding error. That's one out of every three customers who tried to do the modern, convenient thing, use an AI assistant, get bounced somewhere worse than if they'd just called in the first place.
There's never been a time in retail auto history where you shouldn't be listening to your own calls, tracking ring-to-answer, and knowing your transfer success rate. That discipline doesn't go away just because a machine picked up first. If anything, adding AI to the front end raises the stakes on what happens after it hands off, not lowers them.

The Test You're Not Running
Here's a habit worth adopting immediately: try to schedule a service appointment on your own website, from your phone, like a customer would, at least once a week. Not annually during a vendor review. Weekly. Service is the highest-volume, highest-frequency touchpoint in your building. It deserves the same scrutiny you'd put on a sales call that went sideways.
Consider this
Independents beat dealers on phone speed and appointment friction by a wide margin, and Pied Piper's own data says a bad scheduling experience doesn't just lose today's appointment, it loses the customer relationship going forward. If you haven't personally tested your own booking flow this month, that's the first thing to fix before anything else on this list.
